7 questions about routing, capacity, and accountability

A bigger roster makes ownership more important, not less.

With a larger team, a source can look healthy in the aggregate while individual calls fall through gaps. Before another purchase, trace a transfer from its arrival to its recorded outcome. These questions help reveal whether your operation can handle the volume you are considering.

  1. Who is eligible to receive each call?

    Maintain an up-to-date receiving roster based on states served, product access, and actual readiness. Make someone responsible for changes. A routing list that still includes an unavailable or ineligible agent creates avoidable friction.

  2. Who is available right now?

    Distinguish scheduled coverage from live availability. Decide how agents signal that they are already in a conversation or unexpectedly unavailable. Ask which of these signals, if any, can be reflected in the provider’s delivery setup.

  3. Where does overflow go?

    Confirm the supported behavior when primary receivers cannot answer. Do not assume queueing or automatic reassignment exists. Document the approved fallback and explain what it means for counting delivery.

  4. Can you trace the handoff?

    Use a consistent identifier or time record to connect delivery information with the agent’s outcome entry. Follow your approved data handling practices. The aim is to resolve a discrepancy without relying on memory or scattered chat messages.

  5. Who owns the next action?

    Keep an explicit owner when a conversation moves between agents or teams. Record agreed appointments and handoffs. Shared queues need an assignment rule so a promising next step does not become everyone’s responsibility and nobody’s task.

  6. What does the manager see?

    Report handling, delivery issues, and downstream results separately. Look for patterns by shift or team before attributing all variation to the source. A dashboard should help identify a decision, not simply display activity.

  7. Who can request a change?

    Name the person authorized to discuss delivery adjustments or issues with the provider. Give that person the necessary records. One coordinated request is easier to follow than different instructions from multiple team leaders.
